What is on the horizon for multi-channel contact centres?

The debate about whether businesses should adopt a digital by design or digital by default operational model will move up the agenda as organisations simultaneously recognise the benefits and significant cost savings a well-designed digital engagement strategy can deliver.

Yet many will continue to grapple with the necessary trade-off between on the one hand digitally-empowered consumers who can and will self-serve given the right tools and on the other hand, customers with more complex enquiries who are looking to have them resolved by engaging on a one-to-one basis with an organisation’s customer-facing staff.

This trade-off raises a number of financial and cultural questions for businesses.  Typically, they will need to ask themselves – should we just pocket all the money we’re saving by using self-service or should we re-invest in other channels and processes and skills to solve complex queries.

Moreover, they will need to raise the question  –  if we try and solve more complex queries through the existing contact centre how do we up-skill staff in real time; how do we reach out and connect middle and back office functions into the customer service mix – and what does this mean for the culture of our business?

Some of the key technologies and approaches we expect to see impacting multichannel contact centres in the near future include:

Leveraging user forums and social platforms to create empowered social communities that facilitate peer-to-peer knowledge sharing and problem resolution and provide a powerful alternative customer service channel. Even some of the largest enterprises today are able to operate with very small customer service teams because they are able to harness the power of user engagement in forums to answer customer queries in the most effective manner possible;
Speech based self-service tools – These are likely to work in much the same way as Google works on a user’s smartphone today when verbally asked to search for a certain topic. The range of applications businesses deploy that leverage voice-based command will increase significantly in complexity over the next few years;
Real time speech and business analytics – It is likely that the use of analytics to optimise interactions and predict and create optimised outcomes will increase. Indeed, we expect the combination of speech analytics and tighter integration between knowledge management repositories to allow real time up skilling of employees and customers to drive better self-service.

What is over the horizon for multichannel contact centres?

• Auto agents already exist today and we are seeing them increasingly used in the contact centre.  However, we expect the line between human and machine intervention to become blurred as the ability of computers to solve more complex queries increases. This will drive greater volumes of machine-to-machine communication and associated problem resolution. This capability will be increasingly enabled by the Internet of Things and the power of smart devices to provide real-time streams of data, coupled with the enhanced abilities of the machines they are streaming to pinpoint potential issues and ‘nip them in the bud.’
The use of presence and location-based information will also play a larger part in certain customer service environments. We are already seeing companies using location-based capabilities on smartphones to push suitable offers in real time. Equally, emergency services can use GPS codes on phones to locate callers automatically and breakdown companies can use similar technology to pinpoint stranded vehicles.
The way people buy extended warranties will change and this will impact on outbound customer service operations.  Instead of effectively buying an insurance policy, consumers will increasingly purchase a subscription service that monitors their device or appliance and manages it for them.  In the future, boilers, for example, will invariably be integrated with the IoT – effectively connected to the manufacturer’s server, which will continuously poll readings about performance and efficiency; identify when servicing is required and schedule an appointment with an engineer.

The automotive sector is already doing this to an extent. Remote monitors are able to provide active servicing, effectively alerting consumers when their car is in need of a service – intelligence which is typically not based on mileage but rather on a blend of live performance feeds and analytics.

This will drive a more proactive approach to sales and marketing where businesses monitor the ‘health’ of gadgets and appliances, provide estimates of repair costs and then make promotional offers – perhaps including the option to switch to a subscription-based service plan – that drive customer loyalty and recurring revenues.
The rise of the virtual personal assistant will mean menial tasks like waiting in call queues on hold will disappear over the long-term. Consumers will be able to have their own virtual PAs that they dictate commands to via their smart phones; that carry out tasks for them during the day and only refer back to their ‘owners’ as and when required.

The world is now multi-channel and you need to connect to your customers, anytime, anywhere, anyhow.

Alla vi som arbetar operativt vet att kundfokus är A och O. Men hur gör man för att hålla det fokuset levande i vardagen och följa med i de trender som uppstår? Svaret är faktiskt enklare än vad man kan tro. Det handlar om lyhördhet inför kundens behov och att skapa förutsättningar för ett systematiskt förbättringsarbete.

Operations Northern Europe består av tre operativa avdelningar: Professional Services, Training och Support och vi finns till för våra partnertekniker och deras slutkunder i Danmark, Finland, Norge och Sverige. Vi lever in en tid där våra partners olika behov av individuella lösningar och kundanpassningar för deras verksamhet och affärsområde kan vara avgörande för hur väl partnern/kunden i sin tur ska lyckas inom sitt uppdrag och verksamhetsområde.

Våra partners och kunders synpunkter och behov avspeglar sig i såväl möjligheten till skräddarsydda utbildningar som i kundmötet med supporten. Vår systematiserade rutin för kundanpassningar gör att vi kan vara kundtillvända, enkla att ha att göra med och bibehålla kvalitet i både produkt och leveranser.

Den trend som jag ser växer sig allt starkare är just att vår förmåga till lyhördhet och flexibilitet blir allt viktigare för våra partners och kunder. En mycket viktig nyckel i sammanhanget är att vi behöver använda perspektivet internt såväl som externt för att både vi, våra partners och deras kunder ska kunna skapa en effektiv organisation med en företagskultur som genomsyras av möjligheten till kontinuerliga förbättringar. En grundförutsättning för att vara vass i extern kundservice är att den egna interna servicen och maskineriet fungerar där utbildning, coachning och tydliga metoder för att systematisera förbättringsarbetet är viktiga inslag.

Personligen ser jag att vikten av ovanstående kommer bli en allt tyngre konkurrenskraft framöver och kan bara gå till mig själv när jag är kund. Vad är det jag uppskattar i affärsmötet med en leverantör, en expedit eller en elektriker? Jo, att de visar sitt kundfokus genom att lyssna på vad just jag som kund behöver och att de har förutsättningar att också leverera utifrån det!

The use of scripts in the contact centre can bring businesses many benefits, reducing agent training time and helping eliminate errors and compliance issues; supporting better customer engagement while promoting consistency in customer service.  Yet, there are also many pitfalls in rolling out a call scripting strategy. And where businesses do get things wrong, they can end up irritating customers, alienating them altogether or becoming non-compliant with the latest rules and regulations.
Fortunately, help is at hand in the form of the latest speech analytics technology.  Here we assess two common issues with call scripting and consider how they can be resolved with the help of real-time speech analytics.

Common Mistake – Creating scripted monologues
One of the most frequent mistakes businesses make in this area is building unnecessarily long agent monologues into scripts, thereby offering little opportunity for interaction or engagement with the customer. The latest speech analytics technology helps address this issue by evaluating the speech ratio of calls in real time; identifying those scripts that don’t allow for a proper dialogue, or input from the customer, and then modifying them accordingly.

Common Mistake – Following script but failing to respond to ad hoc questions
Another common issue is when the agent follows the script successfully but then fails to respond effectively to questions or remarks from the customer which are off script.

Again, real-time speech analytics can provide an effective solution, by evaluating dialogue pairs consisting of a phrase and a predefined answer, which can be used to ensure the agent is giving a correct response to questions such as ‘is there an early repayment charge?’ as well as ensuring that the customer is confirming agreements for compliance reasons.

Taken together, these examples demonstrate that call scripting can offer an extensive range of benefits for customer-facing businesses today. Yet, if they want to make sure these benefits don’t turn into drawbacks, real-time speech analytics is an essential requirement.

Att ha produkter med konkurranskraftiga priser och hög kvalité är en självklarhet för de flesta framgångsrika företag. Jag skulle dock vilja flytta fokuset till kundservice som den viktigaste aspekten för att ett företag ska överleva. Pris och kvalité i all ära men utan bra kundservice behövs varken konkurrenskraftiga priser eller kvalitativa produkter. För att du ska hänga med i utvecklingen behöver du blicka in i framtiden.

Branschanalyser visar att företag anser att god kundservice ger marknadsfördelar i deras marknad, samtidigt som kundnöjdhetsundersökningar visar på dalande siffror. Att kunders förväntningar ständigt är i rörelse är ingen nyhet. Inte heller att explosionen av digitala möjligheter höjer kundernas förväntningar på bekvämlighet och tillgänglighet. Trender visar att snabb och effektiv kundtjänst inte räcker för att kunden ska känna sig nöjd. Under de närmaste åren kommer kunderna vara ännu mer kunniga kring sina egna behov och kraven på att möta dem individuellt kommer öka. Att nuvarande behov löses snabbt och till belåtenhet kommer inte vara allt utan kunden kommer dessutom förvänta sig att företagen förutser framtida behov.

Företag måste därför anpassa sig allt mer efter en kundfokuserad kundservice för att inte försvinna. Redan nu läggs grunden för vilka företag som är beredd att förändra sina arbetsmetoder och vilka som fastnar i en historisk tankebana. Kundupplevelsen bygger på att företagen känner sina kunder och att denna information genomsyrar företagens vardag, inte bara för handläggarna som arbetar med kundservice utan för hela företaget. Proaktiv och personlig kundsupport kommer vara avgörande för att både kunna växa och behålla befintliga kunder.

Framtidens företag kommer helt enkelt behöva ha starkt kundfokus på alla nivåer och inte bara hos sina kundtjänster. Det kräver att du använder dig utav affärsintelligenta system och kombinerar det med en djup förståelse och respekt för kunders upplevelse i stunden då ni möts.

Under förra året lanserade vi både Trio Enterprise 6.0 och en uppdaterat 6.1 version. Nu jobbar vi på att utveckla Trio Enterprise med ytterligare nya funktionaliteter som ska svara upp mot kommande behov. För det är så vi försöker jobba. Vi vill att du som användare inte ska behöva vänta på att få komplett funktionalitet när behovet uppstår.
